As Botswana celebrates 60 years of independence, we are reminded of the values that have shaped our nation: unity, respect, dignity, and a commitment to uplifting one another. These values are deeply rooted in the African philosophy of Botho and remain as relevant today as they were at the dawn of our nation’s journey. They also provide a powerful foundation for delivering exceptional customer experience in all private and public institutions. 
The well-known Setswana proverb, “Motho ke motho ka batho” (“I am because we are”), captures the essence of Botho. It teaches that our wellbeing is interconnected and that our success is measured not only by what we achieve individually, but also by how we treat others. In banking, this means recognising that every customer interaction is an opportunity to build trust, demonstrate care, and strengthen relationships. 
This year’s Customer Service Week theme, “The Extra Mile,” aligns perfectly with the principles of Botho. Going the extra mile is not about doing more for the sake of doing more. It is about showing genuine care, taking ownership, and making a meaningful difference in the lives of those we serve. It is about turning ordinary interactions into memorable experiences and ensuring customers feel valued, respected, and appreciated at every touchpoint. 
Going the extra mile also extends beyond individual interactions. It requires organisations to design customer journeys, processes, products, and services with the customer at the centre. Every step of the customer journey, from account opening and loan applications to digital banking and complaint resolution, should be simple, seamless, and free from unnecessary effort. A process that is efficient, transparent, and customer-friendly is itself an act of care. When we proactively remove pain points, reduce delays, communicate clearly, and make it easier for customers to do business with us, we demonstrate Botho in action. 
Ultimately, the extra mile is achieved not only through the actions of frontline employees but also through the collective effort of the entire organisation to create experiences that are convenient, consistent, and human-centred. When customer journeys are thoughtfully designed and processes are aligned to customer needs, we move beyond merely serving customers to genuinely enriching their experience. 
As financial institutions continue to invest in digital transformation, mobile banking, artificial intelligence, and automation, the human element must remain at the centre of every interaction. While technology can enhance convenience and efficiency, it cannot replace empathy, understanding, and genuine care. Customers may not always remember the process, but they will remember how they were treated. 
The principles of Botho are particularly important when supporting vulnerable customers, including the elderly. Some may require additional explanations, reassurance, or assistance in navigating banking services. Taking the time to listen patiently, explain clearly, and offer support is not simply good service; it is a demonstration of respect and dignity. True customer experience is not measured by speed alone, but also by the quality of care provided throughout the customer journey. 
Going the extra mile may be as simple as making a follow-up call to a customer, proactively providing an update, resolving an issue before it escalates, helping a customer navigate a digital service, or taking ownership of a problem until it is fully resolved. These actions may seem small, but they leave a lasting impression and build trust, loyalty, and advocacy. 
When customers feel valued and understood, they become more than account holders. They become long-term partners, ambassadors, and advocates for the brand. 
As we celebrate 60 years of Botswana’s independence and Customer Service Week, let us recommit ourselves to the values that have defined our nation and continue to shape exceptional service. Let us challenge ourselves to go beyond meeting expectations and strive to exceed them. Let us embrace Botho in every interaction and make “The Extra Mile” more than a theme, but a way of serving.
